Definition

The practice of exceeding customer expectations in ways that create genuine surprise and positive emotional response, going beyond satisfaction to create memorable moments that drive loyalty and advocacy.

Why it matters

Satisfied customers stay. Delighted customers evangelise. The gap between meeting expectations and genuinely surprising a customer with unexpected value is where word of mouth and lifelong loyalty are created.

Example

A founder ships a customer's order with a handwritten note, a free bonus sample the customer did not expect, and a discount code for their next purchase tucked into the packaging. The customer films an unboxing video and posts it, reaching 8,000 followers organically.
